View Full Version : The real deal on warranties and shipments

There's so much misinformation whirling around the warranty center that its just sad. Unfortunately the people you speak with on the phone are passing on incorrect information that they believe to be true. The information presented below comes from me as someone who has worked in customer service & order fulfillment for over 10 years. It also comes from information obtained from numerous calls I've made since November 20th. I love the products EA publishes (and it's divisions develop). I love what I've been able to play of Rock Band and deeply enjoy the Guitar Hero series that Harmonix developed. I'm not here with an axe to grind or multi billion dollar corporation to defend.

The company answering the phone is either an EA subsidiary or contracted company that's based in New England (my last 3 calls have been answered in new england). There may even be a second company answering phones and processing orders. When you want a supervisor, you get transfered to San Jose (or an area near it, maybe Redwood City, EARS EA Redwood Shores) on the other side of the country. To make things worse, their distribution center is in Milwaukee, Wisconsin. One hand doesn't know what the other hand is doing. Managers at EA in California have said EA has sent people to their warranty call center and distribution to try and get things straightened out. Nothing seems to indicate Harmonix is involved in the replacement program outside of the, "dude, wth is wrong with these guitars and how do we fix it" part.

If you speak with someone at the warranty center, they'll declare that if there's a tracking number, then UPS has it. This is 99.99% untrue, anyone with a credit card can make a UPS account and print out a shipping label, boom, instant tracking number. It's what they're told or assume by management who doesn't know better or is attempting to deceive you and buy time. This may or may not be EAs doing (it could be the phone center).

When your UPS number shows "Billing Information Received" that does NOT mean UPS has your package. It means that someone has printed out a shipping label, that is all. UPS delivery men (& women) carry bar code scanners that they synch up in the cab of their car after they pick up packages and drive to their next location. That device either via cellular modem or radio packet transmits the pick up (and drop off) data to UPS which then updates your tracking number. That means, within 30 minutes of your guitar, kick pad, whatever getting on the truck, it will be updated on the site. Updates to the site can take longer if the delivery/pick up person is using older hardware or in a rural area where their devices can't communicate with their hub.
As the distribution center is probably in the same area as other distribution centers, the UPS truck will fill quickly and then go back to their HUB (which is usually near an air port) to drop off the packages and pickup/drop off more. When a package arrives at the hub, it's again scanned. The purpose of package tracking wasn't done for our benefit, it was done for keeping track of the hundreds of thousands of packages they move a day. Trust me, they don't "forget" to scan packages sometimes. If it's in their Hub, loading dock, truck or air plane. UPS know where it is.

When you contact the Warranty replacement group and they approve replacing your guitar, they send the shipping information to their distribution center. The distribution center generates a shipping slip that will be attached to the box your product goes out in, it may even already be on the box.

Reasons why your product haven't been given to UPS could be (these have been suggested by others as well as some of my own thoughts having worked in order fulfillment). Some of these assume that partial assembly is done at the distribution center.

*PS3 Guitars go out first since they have zero alternative guitars to use. They may or may not be swapping PS3 innards with 360 and vice versa, I haven't seen the outside of a PS3 guitar, but odds are the difference pieces are easily swapped. Internally is probably the same (plus a wireless transmitter). One of the EA managers I spoke with said "The 360 guitars were supposed to be sent out on Monday & Tuesday."

*They're awaiting Part #4482A2 which could be anything to Stratocaster end pieces to the little 360 guide button on the face of the controller. They could also be waiting for ALL of the pieces to arrive from China, Korea, where ever. (This thought makes me sad).

*There could be 200+ guitars, kick peddles, microphones in front of your order. Whether they called first or they were the squeakiest wheel, I don't know. But even with a large number of employees, there is a finite number of orders they can process in a day. Last EA manager I spoke with indicated there were "thousands" of calls. He was probably being sarcastic/trying to get some sympathy, but considering how many people on this forum alone have complained about problems, think about all the non PC users who don't browse forums.

Unless EA's distribution facility is delivering the products to UPS themselves, they have no reason to hold up an item. "Oh, we're waiting to have a full truck load before providing delivering to UPS." UPS will stop by that facility every day unless they put out the sign that says, "No deliveries today."

UPS was moving packages on Friday, after Thanksgiving, I received one, they alsoo move some packages on Saturdays. Blaming UPS is how the agent answering the phone gets you off his back (or something the floor supervisor probably recommended). I've worked support, they will come up with anything you might swallow as an excuse to keep you from yelling at them. No one likes telling (or hearing) the truth, "Our distribution facility is hosed right now, we don't know what the problem is."

Wow that's a lot of text, probably chock full of typos and grammatical errors. Some of it may be wrong, but most of it comes from my own experiences.

that isnt necessarily true about the tracking, i talked to ups themselves who asked me when my package was shipped out and i told her that i was told this morning. They asked me before i even gave them my trackin number. She said that they do not update them onto their site until evening or even the next day depending on the number of packages they recieve. She said that if they have the package, it will be up by tomorrow morning for sure. Otherwise, EA told me to call back if something goes wrong.

is that true that the ps3 guitars are going out w/ higher priority? if so that is awesome, although i feel for the 360 customer that does not own any other guitar.

Once again please note, I'm not angry at EA, Harmonix, or MTV games. This is the first time something like this has been done (afaik) and there were going to be problems. Everyone I've spoken to at EA Management has been very polite & helpful, they also agree that the turn around time for these problems has been poor. They say they are working on fixing this and I believe them, EAs a big company, but they've never had a problem saying, "Nope, that's how it is and we're not fixing it." So if they say they're trying to iron out this problem, it makes sense to believe them. I'm sure MTV Games & Harmonix are aware of these issues and are doing what they can behind the scenes to help, but this really boils down to a physical distribution issue and EA is probably one of the best companys to handle it. MTV Games will focus on creating a game version of "The Real World: Las Vegas" and the boys & gals at Harmonix are probably finalizing some DLC and maybe a patch before they take a nice break for Christmas. (Meanwhile Activision is going "ca-ching ca-ching" from all the parents buying Guitar Hero III because they can't find Rock Band or it's too damn expensive for a kids gift).

Yeah, you're right. Frequently when I order things online, from places I -know- get their UPS shipments picked up in the early evening, my tracking info doesn't get updated until early the following AM.

No clue, it's a guess at why there's such a delay.

i track my UPS packages frequently and find that the site updates every time they are scanned. so when it gets picked up it gets scanned and is in the system. when it hits a UPS location (to be put on another truck or plane) it gets scanned again. when it arrives at the next center (where the truck stops or plane lands) it gets scanned again. when it's put on the truck for delivery it gets scanned again. all this stuff is constantly updated throughout the day. it doesnt get updated all at once at the end of the day.

Well said. I just wish this information was distributed more as I would have waiting a few weeks before ordering Rock Band, if anything just to avoid all this frustration. The game seems really cool, but so far, this whole experience has left a sour taste in my mouth and has completely turned me off of purchasing this as gifts for Christmas.

This could be based entirely on the facility of those locations, the truck, the shipper. I've signed for UPS packages and gotten an email 10 minutes later saying "your package has been delivered." I've also shipped numerous packages and have noted in the tracking web page less than an hour later "on truck to hub". Perhaps 99.9% was a bit high.

With the number of replacement parts they're shipping out and the big christmas rush, who knows if you'd be able to get one. The sour taste is unfortunate, but the game really seems bad ass. Waiting a few weeks might really lock you out of getting the product. Of course, Sony said the same thing about PS3s when it launched.

To elaborate on my previous statement, it's a guess at one of the reasons. In a separate thread people were posting what item, what platform and shipping status, a number of PS3 people have reported replacement Guitars for PS3, 360's were slow/not arrived yet.

I order stuff from Amazon all the time, and it is updated on the UPS site throughout the day and night. I dont buy this whole 'large volume messing up the UPS site' arguement. Are you telling me EA is sending out more packages in one day then Amazon does? As redepmtion said, its their (UPS) busness to track the packages.

Nice thread btw

It completely depends on the service depot and who has the internet technology, not all ups's have perfect equiptment and when there are masses of packages, the drivers dont send them to the site because it takes time to connect and send the info, they do it the fast way of scan and go. I have ordered many packages that do not get tracked, especially over holidays

As a college student without a car, I've had to order a good deal of what I've wanted off the internet. And I'd have to agree that this information is sometimes not updated very frequently. A week ago I ordered several items off of Amazon, shipping through UPS, and it wasn't until the day that they were actually delivered (almost within five hours of the actual delivery), did the shipping information get updated from "Billing Information Received". However, it was promptly updated AFTER it was delivered.

I just got off tech support on the phone. I was given the exact OPPOSITE info. She told me that there is a slight delay on the PS3 version guitars being sent out, and that it will take 5-7 business days. Not the original 3-5.

Is there anyone out there that has recieved or at least seen that their PS3 guitar has shipped? And if you do have it shipped when did you send your RMA in?

Last week I did a warranty replacement for my PS3 guitar on the EA website with credit card, tracking number says it still has not shipped as of tonight, I bought a 2nd set of Rockband and am starting to have the same problem with guitar number 2. So I called EA directly and after being disconnected 5 times, I finally got through to EA and explained my 2nd guitar problem, was put on hold and then the call was dropped. Called again and explained everything all over again, was told it was a warranty issue and to please hold a couple of minutes for warranty, couple minutes pass and I was finally connected to warranty in MANILLA. Explained everything all over again VERY SLOWLY, finally got a 2nd RMA number, this time I did not give a credit card so I will be getting a return box in maybe 3 WEEKS. Asked about 1st RMA and was told it was already shipped, I told him it wasn't and he said that they would check with UPS and see what happened, I said whatever. WHAT A CROC !! If I don't see anything with my RMA's by monday, I will return package 1 back to Amazon, and return package 2 back to Walmart. Enough is Enough

We're still being lied to.
My tacking number still says "Billing Information Received"
I called support again, spoke with a Matt (who indicated he was in New England).
He (speaking as if he's done it 20 times today already) said that he knows that the UPS site says "Billing information received" but that they are sure that anything ordered LAST WEEK went out either Monday, Tuesday, or Wednesday. Knowing that arguing with him would get me know where, and the management in California can't get any additional information out of the distribution facility.
So I said if it didn't show up today, I'd call back tomorrow.

I called UPS (1-800-742-5877) with my tracking number. They said that there shold be an "Origin" (pickup) since it's been at LEAST 18 Hours since my product has been shipped (being generous, we'll assume 6pm Local time yesterday). They also said there were rare bugs where origins weren't shown, but they were rare and it would be 1 person in 4,000, not the 50+ we've seen here in the forums. BEYOND that, he said even if they somehow missed the origin scan, they'd have to have a transit scan by now when they get to the hub.
This isn't a problem with the UPS website, a UPS rep has the exact same information I have "Billing information received."

A package sent via UPS or FedEx can't get anywhere without being scanned. Why? Because the scanning system tells them which hub/center the package goes to next. The packages go on conveyor belts with barcode scanners on them, package gets scanned and directed to a belt that will go to a shipping container for a truck destine for another facility or air field.

i posted my status in another thread, but i ordered a replacement through the website tuesday night (so less than two days ago). and this morning the status on my ea support page says "parts shipped" but my UPS tracking number still shows only billing info received. so i dont know whats up. but yeah, i have a ps3 guitar so maybe they are getting priority (if indeed my replacement really was shipped).

Yesterday was an hour+ of phone time with UPS to triple check that if a product has been picked up, it will indeed have an origin scan and once it gets to a hub it would HAVE to have a tacking number.
Went to my Postal Annex today (think Mailboxes Etc) to see if my package arrived being Friday and the latest my package was supposed to go out was Wednesday it should be there.
Not there, big suprise.

I called everyone's favorite 650 phone number.
Was picked up in the Philippines by a polite gentleman.
I gave him the same spiel I've been giving every agent. #1 Here's my RMA. #2 Don't BS me. #3 I haven't got my guitar yet. Asked him to verify my UPS tracking number and see where it *actually* was in the where house. I was placed on hold for about 5 minutes.
I was then picked up and he said "that unfortunately my product is still with *them*." I asked who "them" was and he said, "The warranty team".
I thanked the agent, told him I appreciated his honesty and would like to be transfered to EA in California, because I needed to yell at someone and I know that he had nothing to do with this problem.
I was transfered to EA @ Redwood Shores (EA's Corporate HQ), where I spoke with Jay (we've spoken before, as well as Joseph). I started talking to him and then got disconnected. It's not been a polite 5 minutes and I'm going to call back (again).

Got back in touch with a supervisor at EA. There was no argument or statement that my package was for sure on a truck. Said they'd ship it out from the Redwood Shores office. We'll see if it shows up. I've pretty much stopped caring and decided I'll grab an Explorer next pay day (or just get GH3 so I get a game and a controller). Maybe it'll show up and I'll be surprised. I did ask that they do us a big favor and swing by the community and address the shipping issue. We've all accepted that there's a problem with the Guitar and Drums. What we're angry and frustrated about is the shipping issues that haven't been *HONESTLY* addressed. He said he'd talk to Violet (which means she's at Redwood Shores as well).

You are correct about the lie. I finally broke down and called on Wednesday of this week, my order being placed on the 21st. The guy I talked to flat out told me it has not been sent yet. He said to check by thursday or friday. He then apologized for the delay.

My reason for thinking he was telling the truth? sure enough, thursday night it changed from New RMA to label printed. I got home from work today and it is now at parts shipped. Of course, maybe they are changing status now to get people off their back too, because UPS has not changed.

That being said, I do not think that the people answering phones are telling people these lies because they are told to do so. I think many are saying what they need to tell people to get them off their back so they can have a smooth work day. A few actually do their job and find out real information.
